The company offers a full array of fixed and mobile services for consumers and businesses that are focused on the unique needs of the Bangladeshi community. ‘

GrameenPhone Ltd.’s growth strategy is to integrate superior customer service, highest standard technology and choice of packages at affordable rates.

The company operates a 24-hour call centre with over 180 well trained operators to respond to customer queries. ‘Grameenphone’s customer services are open 7 days a week to ensure customers can access ‘Grameenphone’ at any convenient time. ‘Grameenphone’ is focused on innovation and creating new ways for customers to stay in touch and to do business. ‘Grameenphone’ s is offering a wide range of competitive prepaid and postpaid mobile packages as well as Value Added Services such as SMS and information based services.

GrameenPhone Ltd. is looking forward in introducing GSM technology in 1996 to provide innovative multimedia features, including Multimedia Messaging Service (MMS) and many more data based mobile features currently not available in Bangladesh. Today’s customers are much more conscious than previous. Now they have lots of option. They can choose their product from among many competitors. So it’s getting tough for the companies to retain customer. Companies should remember one thing maximizing profit in the short run doesn’t provide the best return on investment. Organizations that focus on building their reputation are going to provide the best long term.

Origin of the report:

The internship program is a prerequisite for the completion of the Master of Business Administration Program of ASA University Bangladesh. Each student has to work on a research project over the period of Internship Program.

All the students of the MBA Program after successfully completing their 5th semester are placed at different organizations as interns The Internship Program is considered as the 6th semester and is given the equivalent weight as the other semesters. One semester MBA internship program is an attempt to provide business graduates an orientation to a real life business situation in which they can observe and evaluate the use and applicability of the theoretical concepts which were taught in the classrooms. I was placed in Grameenphone Ltd. by the Internship Placement Committee of the Department of Business Administration, ASA UniversityBangladesh, and Dhaka.

The Internship Report is the organized presentation of the three months long Internship Program. As a mandatory part of this program I have to prepare a report on my internship work responsibility and experience.

The Project “Customer Services of Grameenphone- A total over view” has been assigned by the faculty supervisor and approved by the organization’s supervisor. It has been completed during the organizational attachment period in Grameenphone from during this period I was under the supervision of Mr. Moshiur Rahman, Coordinator of people and Process Development. I have prepared this internship report with the mentioned topic, which was suggested and supervised by my academic supervisor, Professor Dr. Rashadul Hasan, Department of Business Administration, ASA UniversityBangladesh.

Objectives:

 General Objectives:

  • To relate theoretical learning acquired through classroom study with that of the real life business situation faced by the internee during his/her Internship period.
  • To fulfill requirement of the internship program.
  • To discuss about telecommunication business in Bangladesh.

 Specific Objectives:

  • To provide an overview of the host organization – know about the management & Customer services system of Grameenphone, its objectives and its function.
  • To discuss about the importance of Customer service Division.

Scope:

The scope of the study is limited within telecommunication business in Bangladesh. It is also limited within the organization of Grameenphone Ltd. and especially within Customer Service Division of the company. Here I discuss mostly with the topics related to the Customer Services Division of Grameenphone Ltd.

Limitations:

  • Confidentiality of data was the main constraint that was faced during the study. As a part of the policy of Grameenphone, some data that could not be used to enhance the parameter of the analysis. Because, maintaining the secrecy of such data is important to the organization’s interest.
  • It is too much difficult to comment and suggest based on only Customer service reports and information supplied by the organization
  • Office personnel and officials are very busy with their occupational activities. Therefore, it will be a little bit difficult for them to help within their right schedule.
  • Beside all the above restraint, the lack of experience on the part of the researcher in this field may have become yet another limiting factor.

Organization of the Report:

This report is broadly organized into four parts. The first is the introductory part. Second part contains a short overview of telecom industry of Bangladesh. The third part is on the overview of the organization itself. The last part concentrates on the project part. This part also contains the recommendations and conclusion.

METHODOLOGY:

Classification of Data:

The data collected can be classified as primary versus secondary data. Primary data is gathered and assembled specifically for the project part at hand. Secondary data has already been collected for purposes other than the problem at hand.

In this study, both primary and secondary data is used. The secondary data about customer services process has been collected from external sources, such as web sites and Books.  In order to get basic knowledge about the study objects, external data was collected from the Internet.  Moreover, the basic data related to the customer service was collected from its Reports, booklets and other available data sources.

Data Collection Method:

The following methods were used to collect the required information for the research:

Documentation: Documentary information for the study includes written reports from events and administrative documents (annual reports, proposals, progress reports, and internal documents).

Interviews: The primary data was collected through informal interviews. The interviews were performed in a conversational manner and the respondent can answer in his/her own words. I have interviewed and taken some suggestions orally from the personnel of Grameenphone Ltd. Besides this, regular conversations with many GP employees have helped me a lot.

Direct Observation: Information was collected by the observation of the office works and different activities of the officials during my internship period.

Telecom Industry Overview:

The definition of telecommunication is changing day by day. Before, telecommunications meant telephone systems. But today many other things have crept into modern telecommunication. Now, we have to deal with a wide spectrum of communications equipment and technology. In the broadest sense, telecommunication means any system that handles voice, data, video or any handling of information in motion, whenever it is found, in whatever form. Telecommunication is the main backbone of any country. No country can sustain development without a strong telecom infrastructure. One of the first priorities of any government is to be able to communicate smoothly around the country.

Despite the slow development of telecom services in the past, improved commitment, guaranteed funding and entering of new and powerful organizations both in and outside of the country gives the hope that the ongoing telecommunications projects will be successful and the overall telephone infrastructure of Bangladesh will grow stronger. The growth in the cellular industry is contributing very positively in the local economy. Lots of job opportunities have been created for the country where thousands of people are jobless. Moreover, cellular network all over the country has built a basic communication infrastructure for the country, which will definitely attract FDI in the country. Finally it can be said that mobile phone now a days has become a necessary rather than a luxury.

The mobile phone customers in Bangladesh have been happier than before at present because they have more choices regarding service providers at present. There are six telephone operators in Bangladesh now. Among them, one is Government owned telephone operator: Bangladesh Telephone Company Limited (BTCL) and the other four are privately owned companies namely Grameenphone Ltd. Aktel, Banglalink and City Cell and Warid Telecom.

Telecommunication Industry in Bangladesh:

The telecommunication sector in Bangladesh is poised for rapid growth in the coming years. The concept of mobile telephony has become largely familiar and phenomenal in Bangladesh from the early 90s. The sector, particularly which of mobile phones, is one of the fastest growing areas of the economy. The growth potentials will continue to remain robust for the near future.

There are five telephone operators in Bangladesh now. Among them, one is Government owned telephone operator: Bangladesh Telegraph and Telephone Board (BTTB) and the other four are privately owned companies namely Grameenphone Ltd. Aktel, Banglalink and City Cell.

Introduction of mobile telecommunications system:

City Cell was the first mobile service provider of Bangladesh. Initially it had a monopoly on the mobile service but only until 1996. In 1996 two new operators entered the market- GP and Sheba. Sheba’s service was limited to Dhaka but GP spread its network rapidly. GP has two kinds of services- GP national and GP regular. GP national provides connection with BTTB and all other mobiles throughout the country wherever GP has its network. GP regular only connects to GP mobiles throughout the country according to its coverage. Grameen’s cell phones have reached a massive number of villages. GP, funded by the Grameen Bank (10%) and Nortel (90%), has used the optical fiber network owned by Bangladesh Railway. The fiber optic cables were originally laid by the Bangladesh Rural Transport Authority (BRTA) but never used. Therefore Grameen Phone’s network has been easily connected to any mobile users who are adjacent to Bangladesh railway tracks. The GP’s village program was started in 1997 and is providing service to people in the remote rural areas of BD. According to statistics of October 2003, there are more than 39,000 village phones in operation. These village phones are operating in 58 districts and in approximately 28,000 villages, providing telecom facilities to more than 50 million people in remote areas. Besides GP, CityCell and Sheba there was a fourth cell phone operator called Aktel. Aktel joined Bangladesh’s fast cell phone operation in 1999. Although mainly based in Dhaka, like Banglalink, Aktel has been able to attract customers and maintain control of quality.

 Grameenphone Ltd.:

Grameenphone Ltd. is a joint venture of two different companies of two different countries. Grameenphone is the largest cellular phone operator in the industry in Bangladesh. The company holds the majority market share and largest subscriber base in the industry. The details of the company are discussed in the later parts.

Market Share of the Mobile Phone Operator:

Huge demands, a combination of competitive markets, private ownership and foreign investment have crated an environment for rapid growth in the cellular industry in Bangladesh. The growth in the cellular industry is contributing very positively in the local economy. Lots of job opportunities have been created for the country where thousands of people are jobless. Moreover, cellular network all over the country has built a basic communication infrastructure for the country, which will definitely attract FDI in the country. GrameenPhone Ltd is the leading mobile phones company in Bangladesh with more than50% of market share and after twelve years of operations the largest no. of customers to serve with. The company has a customer base of 21 million and the number is further growing. Last year more than 16.5 million people made GrameenPhone their preferred service provider and in this year the numbers of customers have reached to 10 million. Grameenphone’s customer base has grown by 100% per year, making it the fastest growing mobile telephone company in southern Asia. The company now serves almost all parts of the country, providing a large network all over Bangladesh.  Objective:

The growth trend of the number of subscribers of Grameenphone Ltd. is a unique example in the telecommunication field in Bangladesh. The total number of GP subscribers at March -2009 reached 21 million. This is really a fabulous achievement in such a short period of business history.

By bringing electronic connectivity to rural Bangladesh, Grameenphone is brining the digital revolution to the doorsteps of the poor and unconnected. Grameen bank borrowers are engaged in a business by providing valuable phone service to their fellow villagers. For them, mobile phone is a weapon against poverty.

SWOT Analysis

Government Benefits from Grameenphone Ltd.:

The services of Grameenphone have been serving the country over the last ten years since its inception on March 26, 1997. Along with the there other cellular operations in the country, Grameenphone has established the concept that the mobile phone is not just a status symbol in the hands of the well to do. It is rather a tool in the hands of the general people to achieve economic growth for the nation. Grameenphone as a service provider also enriches the National Treasury in many different ways. Since its inception up to December 2004, Grameenphone has contributed BDT 30,500 million to the Government Exchequer in direct and indirect taxes.

This monetary value does not include the economic growth that Grameenphone has achieved due to its enormous number of subscribers and the largest market share. The impact of this achievement on the country’s economy could be even larger.

GP with new logo:

After nearly 12 years of successful operations, Grameenphone is entering a new phase. Grameenphone is moving on to serve its customers even better. Today GP launches the most visible sign of that ambition – a new visual identity.

The old logo was designed more that 10 years ago and even includes an outdated handset – for that reason, based on design alone and need for a relevant and timely look and feel, the old logo needed reviewing.

Village phone:

 Village phone programe- Administered by Grameen Telecom in cooperation with grameen bank, It enables rural people who normally cannot afford to own a telephone to avail the service while providing the village phone operators, mostly poor village women, an opportunity to earn a living.

Rehabilitation of acid victims:

 Acid throwing is ahorrible for every person. In Bangladesh both sexes are affected by this violence, majority of victins are women and girls. They through acid not only to destroy the victim’s faces but also break their hopes. Grameenphone is lending support to the Acid survivors’ foundation (ASF) in the rehabilitation and reintegration of these victims into the society.Grameenphone has recruited six individuals who have been supported by the Acid survivors’ foundation. These individuals have been provided with the training by Grameenphone to help them develop the necessary kills to take on their new responsibilities at Grameenphone.

 Information Boat:

To main objective to this project, in partnership with CARE Bangladesh is to provide necessary livelihood information to the riverrine communities of Bangladesh. A typical information boat will be equipped with computer, internet, and email facilities, photocopies, Fax machines, printers, web cams, andVideo machines, Schnners and much more, depending on the needs of a specific community. These boats will also be equipped with digital contents , such as livelihood and agricultural information, suited the specific areas served by the designated boats. At the same time, skilled trainees from CARE Bangladesh will provide training to the local community as different livelihood options.

Scholarship for under privileged Students:

Scholarship for under privileged Students

In collaboration with Grameen shikha, an organization of the Grameen bank Family. Grameenphone aims to provide financial assistant to 100 bright but under privileged students through a scholarship fund at different academic levels annually. Of this scholarship, 60% is reserved for female student.

Community information centre:

Grameenphone initiated the CIC project in 2006. CICs are the internet kiosks, set up through independent entrepreneurs across rural Bangladesh. CICs are providing access to the internet and email service for the first time.

Health line service:

Grameenphone, in its continuous endeavor to provide its customers with innovative and convenient services, has launched ‘Health line service’ for its customers. Through this service, Grameenphone subscribers will now be able to get Health counseling services through third party call center Grameenphone customers can just dial 789 and they will be put through to a call center agent of Healthline. These agents are all MBBS professionals and specially trained to provide health issue related consultancy over phone.

The services that will be offered are as follows:

  • Professional medical consultancy
  • Health care information
  • Beauty tips

It also maintain a large country wide database doctors, hospitals, clinics and diagnostic centres and refers patients  nearest to their location.  In country where there is only one doctor for every 4000 people , this service has helped expand primary health care service and information to the entire subscriber base of grameenphone.

 Free Eye Camps:

In partnership with Sight savers International, eye camps are organized in rural areas to provide free eye-care services to the economically disadvantaged population. Around 12,000 patients were provided free eye-care support, of them, more than 1,350 Intra Ocular lens or cataract surgeries have been performed through eight eye-camps organized till May 2008.

Free Cancer Treatment:

Grameenphone has sponsored the complete development and upkeep of five wards and an Operation. Theater at the under-construction Dhaka Ahsania Mission Cancer and GeneralHospital. One-third of the beds sponsored by Grameenphone will be reserved for more economically disadvantaged patients who will receive free admission and full treatment. The rest of the disadvantaged patients screened will also receive treatment, which will be significantly subsidized by Grameenphone.

National Immunization Day Awareness:

Bangladesh could not yet achieve the target of Universal Child Immunization of 80%, due to lack of awareness about immunization and its importance. The main objective of this unique campaign, in cooperation with the Government and the WHO, is to raise awareness about child immunization. The campaign created awareness through SMS alert to subscribers, newspaper announcements, and public service announcement in radio in April, June and October 2007.

Empowering the Intellectually Challenged:

In partnership with Special Olympics Bangladesh, the project aims to empower the intellectually Challenged athletes to nurture their sporting capabilities. Safe Motherhood and Infant Care Program:

In partnership with Pathfinder International and USAID, Grameenphone supports the national “Safe Motherhood and Infant Care” program, aiming to meet the Millennium Development Goals for reducing maternal and infant mortality rates in the country. Under the program, free comprehensive primary healthcare services are provided to 800,000 economically disadvantaged pregnant mothers and infants annually through the 320 Smiling Sun clinics located in 61 districts around the country. Between August 2007 and January 2008 alone, 558,143 economically disadvantaged mothers and infants received this free healthcare service under the project. In addition, Grameenphone also provided five motorized vans to facilitate better patients’ referral and two clinic-on-wheels to increasethe accessibility of the services in the hard-to-reach areas.

Grameenphone selects financially poor families based on social discussions in different areas. The Grameenphone safe motherhood and infant care project is mainly designed to provide medical services from the first day of pregnancy till the newborn is a year old. Anowara Begum plnged into anxiety. Her fears mounted as her doctor prescribed a surgery for complexities in the third trimester of her pregnancy.

Anowara lives in a slum-like-house on the banks of the PoshurRiver in the kumarkhali village of Mongla, close to the Sundarbans, the world’s largest mangrove forest. The village has no medical facilities to handle complicated deliveries. Anwara’s husband, who ferries people to and from the river, could do nothing to help. Just as she was ready to embrace the worst possible scenario, a skilled birth attendant from the nearest smiling sun clinic assured her, “You heed not worry”. Grameenphone would take care of all the expensws under the Grameenphone Safe Motherhood and Infant Care Project (SMICP). For Anwara, it was like waking up from a nightmare and she gave birth to a healthy baby boy in July 2008.

Maya enters her tiny abode, carrying her eight-month baby. Maya says shr has a mobile with which she can communicate with the dedicated health attendant, at any time of the day. The 32-year-old woman is waiting the birth of her secomd child and she says she feels relaxed and secure under Grameenphone’s SMICP. The attendant schedules an appointment to observe her condition every week. “I remember my last pregnancy well, when I could not take care of my self due to financial constraints. But this time, I do not have to go to the clinic to avail any medical advice or medicine. The attendant comes to my home and gives them to me.”

Every inspiration counts – True Liberation War Stories:

The Liberation War is the central component of Bangladesh’s history. It symbolizes the glorious sacrifice of our heroes for the independence of our country. Thus, Grameenphone, in partnership with Centre for Bangladesh Liberation War Studies, sponsors the publication and free distribution of a series of illustrated books on Liberation War. The stories in these publications are based on true events of the heroics of our freedom fighters, essentially during frontal battles fought in the battle-fields of Bangladesh.

How it Works:

The series consists of a total of six books. The targeted beneficiaries are school children, from class IV to class VIII, who will be provided with copies free of cost. The aim of these books is to familiarize children with the country’s Liberation War of 1971, and, in the process, create a sense of love and pride in them for their motherland. The books will be distributed in all six divisions of the country.

Project Milestone:

Emergency fund:

In 2007, Grameenphone also made a significant contribution towards the emergency relief efforts at the time of natural calamities. In August 2007, Grameenphone employees worked jointly with relevant Government agencies and partner NGOs to mitigate the suffering of the flood-affected people. Along with the one-day salary contribution of the employees, Grameenphone and Telenor donated BDT 43.1 million to the Chief Advisor’s Relief Fund. In addition, nearly 22,000 family packs containing food and other essential items were distributed at 39 locations nationwide. Nine medical camps (7 static and 2 floating) were also organized serving some 55,000 patients in the affected areas. Additionally, gruel kitchens were organized to serve cooked food to over 36,000 families in Dhaka Division. Grameenphone provided in-kind assistance worth of BDT 2.4 million in the Government relief effort, as an emergency support, towards the affected people of a landslide in Chittagong city. Immediately after the SIDR cyclone, Grameenphone again came forward with emergency relief support. In November, immediately after the cyclone struck, a contribution worth of BDT 10 million was made to the Chief Adviser’s Relief Fund. In addition, Telenor, the majority shareholder of Grameenphone, donated another BDT 23 million towards Grameenphone’s ongoing relief activities. Grameenphone employees contributed their one-day’s salary and Telenor affiliates in Pakistan and Denmark also made contributions towards the relief effort. In all, a total of 14,000 family packs were distributed from 16 distribution points in the eight worst-affected districts. Sixteen medical camps, including 3 floating ones, were set up in the affected areas and more than 15,000 patients were given medical assistance with free prescription and medication. Grameenphone also came out with an innovative way to help the affected people when 400 families in Barguna districts were provided with 400 temporary tents, made from old Grameenphone billboard vinyl. Finally, donation boxes were also set up in 50 Grameenphone Centers to collect donations from subscribers to contribute in the Chief Advisor’s relief fund. Almost 200 employees voluntarily participated during the relief effort.

A rehabilitation plan for the SIDR affected areas is currently underway. Four (4) primary school scum- cyclone shelters will be built at Barisal and Khulna region.

Such training aim to introduce various facilities to the customer like how to use mobile easily to the customer as well other benefit like EDGE, Data Transfer, Entertainment Services and so on. It also organized different campaign policy. The most important job of PPD is to justify whether any campaign or services are feasible for the customer or not. a) Telenor Leadership Development Process (TLDP):

Telenor has initiated an integrated process designed to evaluate, develop and reward managers in accordance with Telenor’s own leadership demands and business results. This process provides details of overall management capacity, management teams, key positions and extent to which GP recruits relevant expertise. Under the process, candidates for key positions are identified, along with training required to develop such positions. Talents are also identified, as are candidates for future management positions. This process also provides details relating to career objectives for managers and also reflects the diversity .TLDP also sets targets – financial and nonfinancial–and follow up in a systematic manner.

b) Internal Value Creation (IVC):

Each year employees respond to an IVC survey which comprises targets and management human capital, process capital, innovation and simplification. This process is one of several tools used for company’s ambition relating to bringing transparency and accountability relating to individual employees and the company itself. Management’s job is to develop the business and manufacturing process. The operator’s simple work within the boundaries of this process. If you want to keep your customer you have to be very careful about solving customer’s problem. When we are spending our time by saying “I am sorry. I will fix it up”. At that time we should develop processes that will make it unnecessary to ever say” I am sorry”. Focusing on the business process is really important for today’s competitive organizational environment. Because today’s organizations are customer oriented. Their main focus is to satisfy the customer. For businesses to be successful, it is necessary that the three critical dimensions of purpose, people and process are clearly aligned and work synergistically throughout the organization at the strategic, tactical and operational levels.

Scope of work:

(a) Define, refine, document and develop all customer processes in Customer Service

(b) Monitor, measure & follow up process efficiency

 (c) Optimize, streamline and drive process improvement.

Process Management filtering the entire customer services process. Classify the customer services because all customers are not same. They need different type of services and process. For example in our country has different local language style. Customers feel more comfortable to use their local language.Grameenphone launch six local languages in their call centre. The Hotline number has a language option for English, Bangla, and a six other local dialects: Barisal, Sylhet, Rajshshi, Chittagong, Noakhali, and Khulna.

Processes management observes the process of customer service and evaluates launching procedure. They are always trying to make more efficient and make simpler for initiate customer services.

(2)Employee Involvement:

Employee involvement is creating an environment in which people have an impact on decisions and actions that affect their jobs. Employee involvement is not the goal nor is it a tool, as practiced in many organizations. Rather, employee involvement is a management and leadership philosophy about how people are most enabled to contribute to continuous improvement and the ongoing success of their work organization. To raise employee awareness of opportunities to save energy and contribute to a healthy work environment, form a green team at work.

While debate exists about recycling and other aspects of environmentalism, a green team is motivational for employees who want to make a difference in their work environment.

There is constant need of updating of knowledge, skills, and attitudes. With this rapid growth in Telecom Sector, the need for trained professionals in bound to rise and so is the training need.

With the increase in competition, availability of huge amount of information through internet, magazines, newspapers, TV, etc, and increased awareness among customers, the demand to impart proper training in non-technological areas like customer care and marketing has increased too. Rapid technological changes, network security threat, mobile application development, growing IP deployment in the sector have brought back the training and development in the priority catalog.

On-the job training is an important way in which people acquire relevant knowledge and skills at work. Here it is important to make the distinction between training and learning – this is critical to the effective design and delivery of training in organizations.

In a sense therefore, we are more interested in promoting on-the-job learning than on-the-job training. Language Skills Course for Customer Service

Language Skills Course for Customer Service, a training program to enhance Bengali standard pronunciation and that of technical words of Customer Managers was kicked off on May 17, 2009 at Junction Training Room, 2nd Floor, Nitol-NiloyTower.

This training program was custom designed for a group of 30 Customer Managers with regards to their individual, as well as, group skills development need on aforementioned development

Each participant will receive 32 learning hours divided over 4 consecutive weeks through group lecture sessions, one on one coaching sessions and individual assessment and feedback. At the opening session, Shahriar A. Chowdhury, Head of HR Development & Yeasir Mahmood Khan, Head of People & Process Development were present to welcome the first and second batch of participants respectively. The course was organized by HR Development, designed and executed with cooperation of People & Process Development, Customer Service and IR Consulting Limited.

Scenario 1

When I join the Customer Service Division I was involved in People and Process Department. First day I was meeting in with Gjermund Lia. He informs me about the customer service. He said that Grameenphone is a largest mobile phone company in Bangladesh. Grameenphone always try to give better service for his subscriber and try to initiates new services. He inform us to Grameenphone filed its final application for initial public offering of USD 65 million with the Securities and Exchange Commission (SEC) in January 2009, and is awaiting approval from the SEC. He also introduced me different customer service division and head of the every division. Then Mr. Ruhul Amin Head of People and process Development assigned me in PPD.

Scenario 2

First day of the PPD I was sent to a nice man Mr. Maksudur Rahaman in training division. He discussed about the Grameenphone, its services, products, employees, and how to work customer service Division and its different department. Customer service division has seven departments under work Commercial division. Each department initiates different strategy and goal. Here PPD involve in Develop leadership, employee development and empowerment and establish customer friendly processes and efficient information flow. Then I was sent to my internship Supervisor Mr. Moshiur Rahman Coordinator of People and Process Development. Here my first assignment was too introduced in every section of PPD and how they work, what is their responsibility. Sami Saif boss of process management inform about responsibility of his department. Process Management basically works for customer. These departments classify the customer for implemented different product and services. Justify all documents about the product and services initiate it in different customer segment. New process improvement and make it more efficient for customer and initiate continuously Processes Improvement.

Then I participated in three days training session. Here first session is personal introductory session. At that time we play a game name as round table game. All trainers participated with us. Then they discussed us about needs of training, training objective and different session of our training. First they told us about the manner of customer manager, how the customer manager speaks.

In the afternoon session started with warm up. How to handle the phone? What are standard greetings? How much care of customer and why?

The last day of training taught us about friendly and caring interaction. It may be achieved if you follow the following rules:

  • Started with standard greetings and genuine smile
  • Active listening
  •  Easy and clear communication with positive approach
  • Personal warmth, empathy and established report.

If you follow those rules, you made to be an efficient customer manager.

People and Process development always try to motivate the employee by employee recognition, engaging in various projects. Aim to create leadership quality in the employee. Thus goes on different process like campaign, seminar and training. He is trained with the capability how to maintain a subordinate official to chain of control.

It also undertakes various steps for the development and empowerment of the employees. For this employees are being engaged in project and improvement activities. The employees working avenue is widen and they are given more scope to utilize their potentiality and creativity with more freedom.

In this session PPD declares the nominees of best group, nominees of best employer. There one is selected as the best employee nomination and the best performer is awarded with a crest and a certificate. Some heart thrilling cultural ceremony are arrange through inform and involve and finally all employer is entertained with food box.

10th & 11th Inform & Involve

The 10th & 11th  session of Inform & Involve was concluded successfully on April 30, 2009 & 14th  at the Customer Service Department.

“Inform & Involve,” is an inspirational employee event for Customer Service members. It is a unique team session to share operational updates, priorities and significant achievements, through participation and ‘chill-out’ sessions, where future goals and challenges of Customer Service are also discussed.

The program focuses on involving Grameenphone customer service members in continuous improvement efforts, taking in consideration each member’s opinion and views with due importance. The best performers of each department are also given formal appreciation and recognition during the event.

The session started with a surprise performance by Stian Syvertsen, Head of Telesales, Customer Service. Who welcomed everyone in Bangla and sang an english song, to the delight the audience. Gjermund Lia, Head of Customer Service, then took the floor and welcomed the members. He also thanked the guests from HR who also inspired the event with their presence.

Gjermund continued the program with a presentation emphasizing the Customer Satisfaction Index (CSI), and Strategic objectives with major action plans, i.e. Outbound Project start-up, IPO Customer Service, Talent Hunt, some challenges and our way forward. This monthly sharing of updates involved the members and ensured their active participation and interaction with Management.

Gjermund paid a special thanks to Mr. Ferdous Ahmed, Chief  of Customer Management Department, for taking the time to be present at the program. He welcomed Ferdouss on the floor and requested him to share a few words. Mr. Ferdous Ahmed appreciated such an initiative and gave his thanks and gratitude to all the Customer Service Members for being there beside the customers.

The Performance Recognition Program for the months of March & April 2009 followed and Gjermund handed over the certificates, along with letter of appreciation by the department heads, to the best performers.

Added attractions of the program included, songs, dances, news presentation and a humorous mime – all performed by our colleagues. Lastly the “Fastest Fingers” SMS contest and an effective Q&A session with the CS management team ended the session.

The “Inform & Involve” sessions are now being recognized as one of the major employee events in the year. The Customer Service Division looks forward to this successful journey in the months ahead.

There are numerous organizations that we can take as an ideal working Environment and I personally think that is one of those organizations where an employee can find the maximum satisfaction in reference to the environment. My personal achievements from the very starting day in the company, would clarify the various aspects of an ideal environment which I learnt from this organization.

I had to undergo with some process before I was appointed as a Grameenphone. At the beginning I first went in for an interview with HR Executive and secondly by the project manager whose projects the Customer Service were being hired for. With the blessing of almighty a, I was qualified for the next stage which was with the Director of Customer Service who actually created my first impression of the employees working here. The time I entered his room I was a bit nervous, but after sitting for few minutes he made me start enjoying the interview and made me show my best level of confidence, which he later really appointed and mentioned in specific. Undoubtly he was a jolly minded and a self motivated inspiration and I acquired a high level confidence after the interview.

My practical work began when I was sent to the floor 12th in People and process Development, I joined My project and was assigned to shadow the senior agent which was a process of learning by listening to the senior CS’s making live calls to polish the communication skills and remove any queries one had I found my senior agents very friendly and helpful and consequently I made my first 30 min of dialing as was appreciated by all. They would help remove any query with out hesitation and will be more then happy for assistance.

 Not only my team members, but also my Supervisor, and director were frank and would talk to me as I am one of there levels or positions, I would not feel the difference. So finally Grameenphone turned out to be one of an ideal in reference for the ideal working environments to me.

Grameenphone celebrates every major occasion like Eid,Valentines day, pohela boishakh, and important national day of Bangladesh. The most I Enjoyed was the Pohela boishakh., this kept me enjoy more  at Grameenphone and all waited for any occasion or event to be celebrated at Grameenphhone. To get more out of the employee’s productivity Grameenphone would offer some prizes on hitting achievement.

Overall, the work environment was very lively and friendly, and wanted full commitment of every single CSR’s because CSR are the people who are generating revenue for organization and without them the telecommunication service is not possible to ensure this, Every step possible was taken to make sure that the employees feel secure and comfortable and also enjoy what they are doing.

Working with a Grameenphone added a great value to my skill knowledge and abilities and hence gave me a chance to relate my studies in the practical working environments, my communication skills improved and the I feel more confident then I was and this experience helped me broaden my vision and more practical. Working in an organization does not limit your experience to just one department that you are assigned with but actually the organization is running with a systematic collaboration of the departments and hence requires communications and interaction. Well that’s it that the point that you should not ignore, and always keep your mind and heart open for the experience. If you are in a situation and have interactions, your studies are being implemented in practical environment there. You are not by passing your boss, because you understand that organizational hierarchy is defined and proper communication channels are available which should be used. OR. YOU wont show resistant to change cause you studied that “change is the only constant” and hence necessary for organizational development and employees survival. Keen observation and acceptance and implementation of different theories and approaches on what’s happening around us are what we were supposed to do during internship.

Grameenphone CEO, Oddvar Hesjedal, along with his equally enthused management team stood center stage and raised the bar and the expectations for employees to be Caring, Accessible, and Respectful & Engaging. As result, within early 2006, more than 600 GPSDs started countrywide operation down to every upzilla-level so as to serve the customer better. These service desks have remarkably reduced the travel time for customers from as much eight hours to a maximum of ten hour. Up reaching 5 days between 10:00 am -6:00pm , the original idea was later expanded to include the concept of mobile GPSD setup to meet the customers latent need for a mobile both from where customer managers could delivery the required after sales service.

The Grameenphone centers are designed to increase the customer satisfaction by integrating sales and after sales service in an open, friendly and comfortable environment.  Online-based customer service has completed its first year in december2007. Grameenphone online customer services stared journey with a very new idea and develop it into a reliable channel for customers to get information and service from Grameenphone. In spite of the low internet penetration rate in the country, a good number of Grameenphone customers used the Grameenphone online customer service as a customer window in the past year.

In addition, a large number of customers were also served through responses to written queries via email, faxes and latter.

The focus now is to move to the next level with an ambition “to provide the best- in-class customer service in Asia’s by establishing the most reliable, friendly and quality customer service.

Customer Services Scenario:

  In order to retain the number of position in telecom operation of Bangladesh, Grameenphone Customer Service Division plays the most important role. Grameenphone main target is to offer their customers best services by providing proper valuation of subscriber’s precious money and time.The customer service division has set up a target of obtaining customer satisfaction level o at least 85%. These 85% is for the customer groups of Youth ( djuice), Channel 155(flexiload operation), EDGE, and consumer, Channel 155(GP centre employee), and billpay. On the other Grameenphone one of the business philosophies is to give the greatest priority to corporate clients. GP always try to maintain minimum 95% Customer satisfaction of businesses group. Second priority is given to consumer group in terms of service level.

A few of customer said that customer manager didn’t resolve their problems instantly. Customer Manager can resolve some problems without the dependency of other unit. Some problems that can’t resolve by a customer manager other himself for the reason of dependency of other. All customer manager did not access in all software because of security, privacy of subscribe and access limitation of those software.

Sometimes the service attitude of customer manager can make subscriber dissatisfied. On the average a customer managers have to receive minimum 150 calls per day with maintaining a certain log in hour and it is not an easy to maintain a good services attitude at the end of the day as in every day. Call centre management should look after the service attitude of customer manager and give them proper direction as well as look after their mental situation.

Voice call through PayForMe

Emergency!! Need to make a call – but you do not have sufficient balance.

Do not worry – use Grameenphone’s PayForMe. Now, a GP subscriber can call another GP subscriber even if the caller does not have sufficient balance.

To avail this service, a subscriber needs to dial *123* followed by the intended number and press the hash key (#), i.e. *123*017xxxxxxxxx#. If the intended receiver agrees to pay, the receiver will be charged for the call (The caller must have an active SIM to avail this service).

The intended receiver of the PayForMe call will hear a recorded message asking whether s/he is willing to receive the call and accept the charges. If willing, the receiver will press 1, or else, press 2. Usual GP-GP tariff as per the receiver’s product will be applicable (peak, off-peak and pulse rate included; but not F&F rates).

A maximum of 4 (four) PayForMe call can be made in a day. If a particular subscriber (A) is rejected twice by another particular subscriber (B) in a single day, then the subscriber (A) will not be able to make any PayForMe requests to that particular subscriber (B) for the rest of that day. That is, in total, each subscriber can make a maximum of 4 PayForMe calls can be made in a particular day and a maximum of 2 (two) PayForMe calls can be made to a particular subscriber in a particular day.

Any GP Pre-paid (SMILE, djuice and Business Solutions Prepaid) or Post-paid (Xplore and Business Solutions Postpaid) subscriber can enjoy this service.

But during my internship period I felt that there should be some measure to enhance those operation and in some cases to recover some lacking. Today’s customers are much more conscious than previous. Now they have lots of option. They can choose their product from among many competitors. So it’s getting tough for the companies to retain customer. Companies should remember one thing maximizing profit in the short run doesn’t provide the best return on investment organizations that focus on building their reputation are going to provide the best long term.

Customer remembers a company under 2 conditions:-

1. When companies provide extremely poor products and services

2. When companies provide surprisingly good products or service. What I felt is like this-

Today is competitive market. Here scope not only in making call but also different business segment. Increasing the capacity of the system infrastructure  based on the present subscriber telecom operators concentrate mainly on the selling of their products but little consideration on the after sales service. For this drawback, it is observed that most of the subscribers experience services dissatisfaction within a sort period of their product purchase. This cause the customer to discontinue utilization of the product giving rise to lose of company revenue and earning an appealing reputation.

  • GP reduces their tariff, but it is applicable in different time schedule. Subscribers want a flat time and tariff. So they should take those kinds of marketing plan.
  • Need more awareness build up about dialing code (121 15) to reach to customer Manager. So that individuals who require the immediate assistant of agents do not have to go through the botheration of listening of the entire menu of IVR at their expenses.
  • Try to keep the Customer Managers motivated for providing better services. This will make the Customer feel that the company regards them as an essential part of their organization and is always available to provide them with satisfactory customer service.
  • Increasing manpower for call centre and build up them accordingly by allocating proper shifting. This ensures that the customers have to undergo prolonged waiting time in order to receive any service. More over, it also certifies that the company can handle the call pressure during peak hours. So that they do not lose any customer.
  • Increase different Value added services. Because subscriber wants new product and services.
  • Uses of GPRS, Welcome Tune and Ring Tones/logos are expectable but they need to increase highest level of user to promote the VAS. Even they should inform the customer about positive benefit of total VAS.
  • Using Satisfaction level regarding the different products should be retained by taking necessary measures like monitoring and controlling the total operation, if there is any error. A research can be conducted on the dissatisfied consumers to sort out the factors that determine their dissatisfaction.
  • It has been found that the concentration of the consumers is most within a specific range of incoming person. Some measures or strategy should be taken as if call price can be decrease. So that low incoming citizen can be use. And beside that consumers can increase.
  • The most stimulating factor that attracts consumer is the better service of the Grameenphone. Measures should be taken as if it can maintain this goodwill as well other aspect of the Grameen should be improvised
  • All over they should focus on more active advertisements on different media to introduce there product and services on mass people.

Conclusion:

Objective of this internship program have not been fulfilled with complete satisfaction. However, highest effort has been given to achieve the objective of customer satisfaction regarding different types Customer Services of Grameenphone. The mobile industry is growing at a phenomenal pace these days. With an annual growth rate of 132% in the industry itself, Grameenphone can be said to be the fastest growing industry in the country. Grameenphone made its mark with the launch of its first package where mobile was made more affordable. It has kept its promise of making mobiles affordable not only through reducing its own prices, but it has managed to shake the rest of the industry into taking action. The whole industry is now at the height of its competition, with customers quietly reaping the benefits offered them. Through lower call rate, innovative packages with free sms, thank you bonus and talk time Grameenphone has been able to reach all levels of customers very soon. At present more then 21000000 subscribers are the proud for the company to develop a favorable association with the brand image. Though Grameenphone is providing some unique facilities to gain customer attention but due to moderate network coverage it has failed retain their customer. Grameenphone is already holding Number one position and as a brand is liked by the customers’ also different Products/VAS are attractive.
